ICAEW

Enhancing CX for 200k+ members with Gen AI.

The Institute of Chartered Accountants in England and Wales (ICAEW) had built a chatbot, Mia, to support its members with learning-based enquiries. Mia started life as a mechanical bot that required the human creation and maintenance of hundreds of hierarchical intents. ICAEW’s roadmap for Mia was heavily focussed on enhancing user experience and reducing the operational overhead entailed in support.

We worked closely with ICAEW to build a conversational, value-first engagement bot with a personality, boundaries and tight connectivity with the underlying Large Language Model. Automated source document chunking and embedding has replaced manual intent generation. Mia now offers ‘ask me anything’ customer interaction and deeper, contextual engagement built on conversation history. Operationally, thanks to an automated approach to updates, efforts now focus on refining the customer experience, freeing teams to spend time on other ICAEW projects.
